What Youll Be Doing
The Manager, Workforce Management will focus on Planning & Forecasting and will be responsible for building accurate, scalable, and data-driven demand forecasts and translating them into capacity and hiring plans that enable Hugo to deliver world-class CX while optimizing cost.
This role is critical in supporting rapid client growth, multi-channel operations (voice, chat, email, async), and global workforce scaling
Key Responsibilities
Demand ForecastingDevelop short-term, mid-term, and long-term forecasts (interval, daily, weekly, monthly)Use historical data, trends, and business drivers to predict volumeBuild driver-based forecasting models (e.g., user growth, campaigns, product launches)Continuously improve forecast accuracy Capacity PlanningConvert forecasts into FTE requirements and hiring plansBuild and maintain:Shrinkage modelsProductivity assumptionsRamp curves for new hiresPerform scenario planning (“what-if” analysis)Deliver capacity outlooks (30-60-90 days and beyond) Financial & Cost AlignmentPartner with Finance and Operations to:Align staffing with budgetsOptimize cost per contact / cost per FTEProvide insights on:- Over/under staffing impact

Must-Have
Required Skills & Qualifications
8+ years in WFM (forecasting & planning) in BPO/CX environmentStrong expertise in:- Forecasting models (time series, regression, driver-based)
- Capacity planning
- Advanced Excel / Google Sheets
- Experience with WFM tools (NICE, Verint, Calabrio)
Good-to-Have
- Experience in chat / async / concurrency environments
- SQL / Python for data analysis
- Exposure to AI/ML forecasting models
- Experience in high-growth or startup environments
